Which customer support metrics should a small team track?
Start with support volume, time to a useful first reply, time to resolution, and customer satisfaction together with its response rate. Agree on the definition and cohort behind each number. Use the metrics to find work that needs attention rather than treating a faster-looking percentage as proof of better support.
What does first reply time include?
Decide whether the measure counts only human replies or also automated messages, and whether it uses elapsed or business time. Exclude private notes from customer-response measures. Different definitions can make two reports look inconsistent even when both were calculated correctly.
Why is resolution time complicated?
A conversation can be solved, reopened, and solved again. A report based on the current status differs from a complete event-history report. State which behavior you measure and avoid assuming that a status change proves the customer’s underlying issue stayed fixed.
How should satisfaction be interpreted?
Show how many people rated the experience and the share of eligible conversations that produced a rating. No ratings means missing evidence, not a score of zero. Read examples behind a change before attributing it to an agent, a policy, or an assistant.
Practical checklist
- Write down each metric’s definition.
- Use consistent date ranges and site filters.
- Show sample size and satisfaction response rate.
- Review actual conversations behind important changes.
Worked example
A team’s satisfaction score rises while the number of ratings falls sharply. Before declaring an improvement, check whether the questions, rating opportunity, or customer mix changed. A headline score can conceal that fewer customers supplied evidence.
How Fire Away fits
Fire Away includes reports for volume, speed, satisfaction and agent breakdowns within site permissions. Its first-reply measure counts agent messages, and resolution time uses the latest status timestamp for conversations currently resolved.
